Banco de Crédito del Perú (BCP) underwent a strategic transformation in 2015 by focusing on Excellence in Customer Satisfaction and Experience. With the goal of becoming the bank with the best service by 2021 and the Peruvian brand with the best customer experience by 2024, the bank conducted research in 2016, surveying more than 6,500 customers. The results revealed that dissatisfaction did not come so much from making claims but from the experience associated with their registration, attention and resolution. The main problems identified were waiting times to register complaints, internal referrals, long service times, lack of empathy in letter responses, and difficulties in communicating solutions. Based on these findings, various initiatives were implemented at the process and culture level. These measures led to significant improvements. Complaint resolution at the point of contact increased from 30% in January 2017 to 50% in April 2018. Average days to resolve complaints decreased from 12 days in January 2017 to 4 days in June 2018. Customer satisfaction customer also experienced a notable increase, going from 24% in 2016 to 52% in June 2018. The BCP story highlights the importance of addressing not only problem resolution, but also the quality of the customer experience. Attention to the identified pain points led to tangible improvements, positioning the bank as a benchmark in satisfaction and service in the Peruvian financial market.
