The main objective of the project was to design and implement a help desk service to improve the attention of requirements and incidents in a natural gas distribution company. To achieve this, an analysis of the existing procedures in the technology area was carried out, dividing these procedures into major and minor requirements. Based on this analysis, essential guidelines and directives were established for the management of requirements in information technology applications, and specific procedures were defined for incident management in these applications. Subsequently, the help desk service was designed using the Aranda tool. This involved the definition and configuration of various options and functionalities necessary to improve the efficiency in the handling of requirements and incidents. In addition, specific processes, roles and responsibilities were established for each stage of the service, with the objective of optimizing case management. In conclusion, through a detailed analysis of the previous procedures in the technology area, the various areas for improvement and opportunities to optimize efficiency and quality in the attention to requirements and incidents were identified. This analysis served as the basis for the design and successful implementation of the help desk service. The results obtained showed significant percentage improvements, ranging from 20% to an impressive 75%, in the time to resolve requests, supporting the effectiveness of this new approach to user service and satisfaction.
