The purpose of this report is to show an AdHoc management model design to improve the attention of serious and critical technical incidents that affect the IT service desk in order to obtain efficiency in the delivery of technical support to users. Service desks are the face of IT operations for employees, customers and suppliers in a business environment. They are a fundamental part of what is known as ITSM, the best practices framework for IT management “as a service“, as it provides a centralized resource for help with incidents and service requests in general. The management model presented is based on the concepts of ITIL 4 and its continuous improvement model, adding the adoption of agile methodologies for its sustainability over time. The real or final value delivered as a service will also depend on the quality of technical and user-oriented attention, which is why it must be permanently evaluated. To do this, we will apply tools to know what our quality of care is like (according to user perception) and what we should do to improve that perception (EPA surveys). With these baselines, the “how” to develop the design with a holistic and integrative vision according to our needs has been determined. Furthermore, the design adopts agile methodologies tools which will allow iteratively to measure and quantify the results obtained and their comparison with the initial situation.
