Abstract: RESUMEN La presente tesis tiene como objetivo determinar una propuesta de un plan de capacitación para incrementar el nivel de calidad de servicio al cliente en el área de servicios de la empresa de impresión y distribución. A través de un diagnóstico de necesidades se ha determinado que existe una gran oportunidad de mejora dado que el nivel calidad de servicio actual es del 70%, por diversos factores; entre los principales se encuentra que los especialistas de servicio no cuentan con las competencias para desarrollar con éxito sus funciones, esto se refleja en los niveles de reclamos por servicios no conforme que representa el 30% del total de servicios ofrecidos y el incumplimiento de los tiempos de atención de solicitudes y requerimientos (55% y 53%). Si el plan es ejecutado se logrará beneficios no solo cualitativos sino cuantitativos como es el retorno de la inversión que se ha estimado será del 175.21%; además se incrementará el nivel de calidad de servicio a un 90% y como consecuencia la empresa contará con mayores argumentos de negociación que le permitirá volver a captar clientes perdidos y los potenciales que representan 49% del mercado actual. ABSTRACT The objective of this thesis is to determine a proposal for a training plan to increase the level of quality of customer service in the service area of the printing and distribution company. Through a needs assessment it has been determined that there is a great opportunity for improvement given that the current level of service quality is 70%, due to several factors; among the main ones, it is found that the service specialists do not have the competences to successfully develop their functions, this is reflected in the levels of claims for nonconforming services that represent 30% of the total services offered and the non-compliance of the times of attention to requests and requirements (55% and 53%). If the plan is executed, not only qualitative but quantitative benefits will be achieved, such as the return on investment that has been estimated to be 175.21%; In addition, the level of service quality will be increased to 90% and as a consequence, the company will have more negotiation arguments that will allow it to regain lost customers and the potential ones that represent 49% of the current market.
